What is an ACD (Automatic Call Distribution)?
ACD (automatic call distribution) is the system that decides which agent receives an incoming call, distributing calls across a team by rules such as skill, availability or longest idle time.
A queue holds callers; the ACD decides who they reach. Without one, calls land on whoever picks up fastest, which concentrates work on the quickest few and leaves customers with whoever happened to be free rather than whoever can help.
The common distribution methods are round robin, which spreads load evenly; longest idle, which gives the call to whoever has waited most since their last one; and skills-based, which matches the caller to an agent qualified for that product or language.
Skills-based routing is the one that justifies the complexity, and the one most often misconfigured. Define too many skills and calls queue behind a small pool of qualified agents while others sit idle. Start with two or three skills and add only when the data shows a real mismatch.
